I Froze on a Call: What Do I Say When I Don't Know the Answer?

There is a moment almost every new call center agent fears.

The customer asks a question you were not expecting.

You understand the English. You understand the words. You studied during training.

But suddenly your mind goes blank.

“What do I say?”

The Problem Is Not Always English

Sometimes the real problem is pressure.

A new agent may believe that they have to know the answer immediately. That pressure can make it difficult to think clearly.

The goal is not to pretend that you know everything.

The goal is to know what to say while you find the correct answer.

Three Moves When You Don't Know the Answer

1. Acknowledge

Start by showing the customer that you are listening.

“I understand your concern.”

2. Buy Time Professionally

Instead of freezing or saying only “I don't know,” use a professional phrase.

“Let me check that for you.”

Another useful option is:

“Let me look into that for you.”

3. Explain Why You Are Checking

This expression can be especially useful:

“I want to make sure I give you the correct information.”

You are not avoiding the question. You are communicating that you want to provide accurate information.

Mini Roleplay

Customer: Why did I get charged this amount?

Agent: I understand your concern. Let me check that for you. I want to make sure I give you the correct information.

Notice what happened.

The agent did not invent an answer.

The agent did not panic.

The agent continued controlling the conversation.

7. The customer says:

“My order arrived damaged. What can you do?”

What is an appropriate opening?

  1. “That's impossible.”
  2. “I'm sorry to hear that. I'd be happy to assist you. Can you please provide the order number?”
  3. “I don't handle returns.”
  4. “You'll have to call back tomorrow.”

🗣️ Speaking Challenge

Don't just read the answers. Say them out loud.

Imagine that you are the agent.

Situation 1

Customer: “Can you tell me why I was charged this amount?”

Your response:

“I understand your concern. Let me check that for you. I want to make sure I give you the correct information.”

Situation 2

Customer: “Can you tell me why my order hasn't arrived yet?”

Your response:

“I'd be happy to help. Let me check your order status for you.”

Situation 3 — Your Turn

Customer: “I received my order yesterday, but the item is damaged. What can you do about it?”

🎙️ Pause the article and answer out loud.

Don't try to create the perfect answer.

Focus on:

  • Acknowledging the customer's concern.
  • Showing willingness to help.
  • Asking for the information you need.

ACKNOWLEDGE → BUY TIME → TAKE ACTION

“I understand your concern.”

“Let me check that for you.”

“I want to make sure I give you the correct information.”

Remember

You do not need to know everything immediately.

You need to know how to continue the conversation professionally while you find the correct information.

Stop. Breathe. Listen. Check. Respond.
